A Reporting Gap That Limited Supervisor Visibility
The client manages its service organization through a complex role hierarchy, with supervisors overseeing distributed teams across Voice, Messaging, and Email channels. The company relied on Salesforce Command Center for Service as its operational nerve center, but a critical limitation undermined its value.
Salesforce's standard dashboards and reports, built on the Agent Work object, displayed organization-wide metrics by default. Supervisors had no way to filter performance data to reflect only their teams and direct subordinates. Everyone saw everything, which meant no one had the focused visibility they actually needed.
To work around this, the client had implemented Lightning Data Tables, but these fell short of delivering the visual, chart-based insights supervisors needed to monitor performance in real time. Key metrics such as inbound call volume, average handling time, answered versus unanswered interactions, and agent performance indicators were present in the system but remained inaccessible in a meaningful, role-aware format.
Without a fix, supervisors would continue making decisions based on incomplete or irrelevant data, creating operational blind spots across three critical service channels.

To solve a problem Salesforce’s standard tooling could not address out of the box, the team engineered a custom reporting architecture designed around the client’s role hierarchy model, delivering dynamic, supervisor-specific dashboards directly within the Command Center for Service.
What We Delivered
- Custom Reporting Object and Automation Framework
Since Salesforce provides no native mechanism to filter Agent Work records by role hierarchy, a custom reporting object was designed to bridge that gap. This object is populated automatically whenever an Agent Work record is created, capturing ownership details and relationships to Voice Call, Messaging Session, and Case records. An underlying automation keeps these records continuously synchronized, ensuring reporting data is always accurate and up to date.
- Role Hierarchy-Based Dynamic Dashboards
Using the custom object as a foundation, approximately 30 reports and dynamic dashboards were built to automatically surface performance metrics for the logged-in supervisor and their team. No manual filtering required. The dashboards adapt to who is viewing them, presenting only the data that is relevant to that supervisor’s scope of responsibility.
- Unified Cross-Channel Visibility
The solution covers all three service channels, Voice, Chat, and Email, within a single reporting framework. Supervisors gain queue-level and team-level insights including interaction volumes, answered and unanswered requests, response times, and individual agent performance indicators, all accessible directly within the Command Center for Service.
- Scalable Architecture for Future Growth
Because the solution is built on a custom object model with automated data synchronization, it scales with the organization. New teams, roles, and channels can be incorporated without rebuilding the reporting framework from the ground up.

Before this solution, supervisors navigated the Command Center with incomplete information, organization-wide data that obscured team-specific performance and forced manual analysis to extract any meaningful insight. After the implementation of role hierarchy-based dashboards, each supervisor gained a personalized view of their team, queues, and service channels, enabling faster access to the metrics that mattered most.
With dynamic, role-aware reporting in place, the client's service leaders were able to monitor team performance more effectively, reduce manual reporting effort, and make informed operational decisions using real-time insights across Voice, Chat, and Email.
